For a bad one: say what happened, say what you changed, stop. Do not argue about details the reader cannot check, and do not explain your internal process. The reader is deciding whether you are the kind of place that fixes things.
Never demand the review be taken down in public. It reads exactly as it is.
How to check it yourself:
1. Read your last five replies out loud. Do they sound like the same person?
2. Count how many of your good reviews got a reply.
3. Find the harshest review you have and read only your answer to it.
4. Ask someone outside the business which reply would make them call you.
